Designing for trust: five principles for responsible AI in support

61% of customers now expect AI to deliver more personalized service. But one wrong answer or one confusing interaction erodes that confidence fast. Momentum stalls, agents disengage, and leaders hesitate to scale.

Trust in AI isn't built through disclaimers or privacy pop-ups. It's built through design — embedding safeguards, transparency, and human control into every layer of the experience.

Why governance matters

Only 20% of organizations have an established AI governance strategy. The rest are still figuring it out. That gap leaves companies vulnerable — not just to compliance risks, but to deploying AI that damages their brand.

Five principles for trustworthy AI

1. Transparency

Customers and agents should always know when AI is involved. Every AI-generated message should be labeled. The reasoning behind AI decisions should be inspectable — why was this ticket classified as urgent? Why did the AI suggest this response?

2. Control

The most important control: humans stay in the loop. AI agents should be grounded in your knowledge sources. AI-drafted replies should be editable before sending. No AI action should be irreversible without human approval.

3. Security

AI systems process sensitive data — personal identifiers, account details, billing information. They need to be resilient against:

  • Prompt injection — manipulating inputs to bypass safety
  • Jailbreaking — tricking the AI into ignoring its rules
  • Hallucinations — generating false information presented as fact
  • Data leakage — exposing customer data in AI outputs

4. Privacy

Privacy that requires trust isn't privacy. It should be verifiable, configurable, and transparent.

5. Grounded knowledge

AI must be tied to accurate, real-time knowledge sources. Responses should be generated from your actual documentation and help center — not from the model's training data.

  3. Give customers control. Let them request human agents, opt out of AI, and understand how their data is used.
  4. Monitor continuously. Trust isn't set-and-forget. Review AI accuracy, bias metrics, and customer feedback regularly.
  5. Choose vendors who take this seriously. Ask about data handling, training practices, compliance certifications, and governance structure.
